VOICE OF CUSTOMER RESEARCH | INDUSTRIAL WATER TREATMENT
Which information belongs in a water-treatment customer portal?
A managed B2B Opinion Mission designed to determine which technical, service and commercial information customers need, when they need it and what should remain role-specific.
CLIENT DECISION
Define the portal's universal core, role-specific workspaces and event-based access without turning it into another document repository.
Background
An industrial water-treatment supplier was redesigning the customer portal used by manufacturing sites. Existing information was dispersed across service reports, email attachments, safety documents, order records and account-team conversations.
The company needed to understand which information customers actually use when monitoring treatment, responding to a deviation, preparing for an internal review or resolving an order question.
The portal decisions
UNIVERSAL CORE
Information every relevant customer role should be able to find.
ROLE WORKSPACES
Content required mainly by operations, EHS or procurement.
EVENT ACCESS
Information that becomes critical during deviations, reviews or supply questions.
Customer task moments
MONITOR
Review the treatment programme and recent operating condition.
RESPOND
Understand a deviation, responsibility and immediate next action.
VERIFY
Retrieve service, safety and compliance evidence for a review.
COORDINATE
Resolve order, usage, delivery or contract questions.
Why an independent customer view was needed
Internal teams could list the information they produced, but not which items customers relied on to complete a task. Independent contact gave customers room to reject content, describe workarounds and explain where direct support remained necessary.
CUSTOMER ROOM AND OUTREACH
Reach customers with direct responsibility for the portal tasks
The room is structured by customer role and recent experience, not simply by account familiarity.
Illustrative customer room
The example uses 24 verified participants across 10 to 12 manufacturing organisations. Counts and participation are hypothetical and would be adjusted to the client's customer base.
8 OPERATIONS
Plant or utilities users who monitor treatment and respond to deviations.
8 EHS / QUALITY
Customers who review safety, compliance records or internal assurance.
8 PROCUREMENT
Buyers who manage orders, consumption, contracts or supplier coordination.
Selection conditions
- Direct involvement in the water-treatment programme, supplier relationship or assurance process.
- Recent use of a portal, service report, treatment record or supplier information.
- Personal responsibility for at least one task moment tested in the mission.
- Controlled participation by customer organisation so one account does not dominate.
What outreach looks like
1 PERMISSION
Agree account and contact boundaries.
2 INVITE
Send a neutral research invitation.
3 VERIFY
Confirm role, task and recent use.
4 BRIEF
Explain the portal decision and limits.
5 PARTICIPATE
Complete the activity and selected follow-up.
Portal Information Resolution Mission
1 ANCHOR THE TASK
Each participant selects a recent portal-relevant task and identifies the information used.
2 RESOLVE THE PRIORITY
Customers sort information cards and allocate limited priority points across the items that matter most.
3 EXPLAIN THE BOUNDARY
Selected customers discuss disagreements, missing context and information that should still require direct support.
All 24 customers complete the individual priority activity. Twelve are selected for role-balanced discussions based on disagreement, uncommon use cases and the need to clarify a response.
CONTEXTUAL QUESTIONING
Frame every customer question with a realistic background
The sequence moves from recent behaviour to priority, reasoning and conditions for trust.
BACKGROUND SHOWN TO PARTICIPANTS
Imagine that your water-treatment supplier is redesigning its secure customer portal. It may combine treatment information, recent service results, deviation guidance, assurance records and commercial details. The portal will supplement normal account and emergency support, not remove direct contact. Respond from the perspective of information you personally use.
Information cards used in the activity
PROGRAMME
Asset list and latest verified service result
OPERATING RESPONSE
Parameter history, trends, deviations and alarms
ASSURANCE
Safety, handling, compliance and review records
COMMERCIAL
Orders, consumption, contacts and escalation route
Sample questions
VERIFY
Which of the four task moments have you handled personally during the last six months, and what was your responsibility?
Confirms that the participant can answer from direct experience.
ANCHOR
Think about the most recent time you needed treatment or service information. What were you trying to decide or do, and where did you obtain it?
Starts with an actual task before the proposed portal is evaluated.
SORT
Place each information card into one group: essential in the portal, useful but not urgent, better obtained through direct contact, or not needed for your role.
Separates portal content from information that depends on human interpretation.
CHOOSE
Allocate 100 priority points across no more than five cards according to how much each would improve your ability to complete the task safely and efficiently.
Forces a priority instead of allowing every item to be rated important.
PROBE
For the card receiving your highest allocation, which detail, date, status or explanation must appear before you would rely on it?
Defines the minimum usable content, not only the module name.
CONDITION
Which information should still trigger a call or confirmation from the supplier, even if it appears in the portal, and why?
Protects the boundary between self-service information and qualified support.
Question wording, terminology, language and stimulus detail would be adapted to the client's portal scope and customer-relationship boundaries.
DECISION VIEW
Resolve portal content around customer tasks, not document volume
The Decision Board combines individual priorities with discussion evidence and shows where roles converge, differ or require further validation.

What differs by role
OPERATIONS
Trends, deviations, current programme and immediate response guidance.
EHS / QUALITY
Safety, compliance, assurance records and evidence status.
PROCUREMENT
Order, usage, contract status and supplier coordination.
VoC Decision Board
UNIVERSAL CORE
Latest verified service result, current treatment programme and a clear escalation route.
ROLE WORKSPACES
Separate operational, assurance and commercial modules where evidence shows different customer tasks.
DIRECT-CONTACT BOUNDARY
Unexpected results, site-specific interpretation and urgent operating decisions retain a visible route to qualified support.
OWNER AND NEXT CHECK
The portal owner builds the first information architecture; service, EHS and commercial owners confirm content responsibility before prototype validation.
PROJECT DELIVERY
Turn the customer evidence into a portal content plan
The engagement closes with a practical handoff connecting customer priorities to portal structure, content ownership and the next validation point.
What the client receives
CUSTOMER EVIDENCE
Role comparisons, priority allocation, customer language and direct-contact boundaries.
PORTAL BLUEPRINT
Universal core, role workspaces, event access and deferred content.
DECISION RECORD
Evidence status, accountable owners, unresolved questions and the next customer check.
How teams use the result
1 STRUCTURE
The portal team converts the Decision Board into the first information architecture.
2 ASSIGN
Service, EHS and commercial teams confirm the source, update cycle and owner for each module.
3 RECHECK
A focused follow-up mission tests whether customers can find, interpret and act on the proposed content.
Delivery and boundaries
Typical timeline
Approximately five to seven weeks, depending on customer permissions, response rates and discussion availability.
Delivery route
Working Decision Board, concise readout, portal-content blueprint and an action session with the responsible client teams.
Evidence boundary
The result reflects the participating customer room. It does not claim whole-market representation or confirm future portal use without further validation.
Note: The company situation, participant counts and findings in this example are hypothetical. They demonstrate how the service could be applied and are not presented as real client outcomes.
